顧客に喜んでもらうためのIT
今の経済動向から、ITというと生産性効率があがるとか、コストダ
ウンとかがキーワードになっていることが多い。確かに、そういうIT
の使い方もあるのだが、”顧客に喜んでもらうために”ITを使うという
ことも忘れてはならない。
顧客管理＝顧客満足度を上げるということで、顧客に顧客番号を
割り当てて、”お問い合わせの際は、この番号をお伝えください”と
記載し、さらに、カスタマーセンターには、データベースと繋がった端
末があって、オペレータが顧客番号を打ち込むと、即座に顧客の名
前から今まで購入した商品一覧、今までの問い合わせの履歴などま
で表示するシステムが導入されるということはよくある話である。
そして、”こうすれば、お客様を待たせることなく対応ができて、お客
様の満足度がアップし、強いては、売上倍増ですよ！”というセリフ
がSI営業担当から出てくる。
一見、もっともな話に見えるが、自分が顧客になったとしたら、満
足度が上がるのだろうか？ いちいち顧客番号を書いた紙を出して
きて電話しないといけないし、ご年配の方であれば、文字が小さくて
よく見えなくて、メガネを上げ下げしながら番号を読み上げることに
なる。さらに、その紙が無くなってしまったら.....
と、このように考えていくと、氏名と住所、あるいは、電話番号を伝
えて、それで検索するシステムの方がよっぽど顧客満足度があるの
ではないだろうか？宅配ピザ屋などは、さらに一歩進んで、番号通知
で掛けてくると、その電話番号から顧客データを引っ張り出し、いきな
り、”○○様、いつもあるがとうございます”という対応ができるように
なっている。（ちょっと気持ち悪いというのもあるが...笑）
顧客満足度を上げるといいながら、実は、システムを構築する上で
都合がいいとか、オペレータが操作しやすいだとか、そういう理由が
無意識に優先されることが多い。顧客満足度を上げるためには、自
分が利用した場合、そして、お年よりだったら、子供だったら、女性だ
ったら、男性だったらと、いろいろな顧客を想定して本当に使いやすい
かどうかを考えないと見えてこないものなのである。
