IT化が進もうとも最後は人で決まる
またまた（？）筆者の経験で恐縮だが、IT化が進んで顧客満足度を
上げようとしても所詮は最後は人の問題であるということを体験した
ので、紹介したい。
筆者の勤務している会社で、ある企業のネットワーク構築を請け負っ
ている。先日、その顧客の申し込んだ光ファイバ－のサービス内容の
変更が必要になり、Web上のサポートに問い合わせると、営業担当者
に問い合わせてくれというメールの返答が来た。まず、この時点で、何
の為にWebのサポートセンターがあるのか意味がわからなくなってしま
った。
次に、顧客に電話して、その企業の営業窓口の担当者の連絡先を
聞き出すと、フリーダイヤルになっていた。その時点で、嫌な予感が
したのだが、それが見事的中した。こんな会話になってしまったので
ある。
某社 ”はい”
筆者 ”あ、あのう.. ○TT東さんですよね？”
某社 ”いえ、南営業所です。”
筆者 ”？？？？”
自分の社名を名乗らないばかりか、こちらが聞いたことも理解して
いない。この後、担当者の名前を言うと、そんな名前の担当はいない
と言われてしまうし、もう、筆者の頭の中は真っ白になってしまった。
結局、次のような”IT化”が行われていることによって、引きここされ
る混乱であることが分かった。
１）フリーダイヤルで掛けることによって、発信者の電話番号から管轄
の営業所に接続される。
２）今回、仕事を請け負った会社と弊社の場所が別の営業所の管轄に
なっていた。
３）その為に、電話に出た担当者と話が通じなくなってしまった。
しかし、まったくもって不思議なのは、回線を引くとお客様番号という
のが振られるのだが、これは営業所内でしか使っていないようで、他の
営業所では、その番号からどこの管轄下が分からないようなのである。
さらに、営業担当者に任されているので、どのような状況になっている
かは、担当者しか分からないと言われてしまった。
どうせやるなら、お客様番号というよりも、そもそも電話会社なのだか
ら、電話番号から顧客情報を引き出して対応してくれてもいいような気
がするのに、営業担当しか分からないというのは、何がどうなっている
のだろう？
いやはや、国内大手の電話会社でもこの程度でしかない。
所詮、電話にしろ、メールにしろ、そこで対応するのは人の問題なので
ある。
