顧客サポートの難しさ
ビジネスを行う場合、単にサービスの売り込みや、商品の
販売だけでなく、クレームや質問に対するサポートが非常に
重要になる。特にITビジネスでは、24時間365日で”店舗”を
オープンにしていることで、さらにサポートが難しい。
ITビジネスでのサポートについて考えてみよう。
まず、ITビジネスでの場合、メールでのやりとりは必須に
なるので、そのスタッフには文章力が求められる。サポートに
きたメールから、何に困っているのか、意見なのか、緊急性が
あるのかなど、いろいろな情報をそこから読み取らなくては
ならない。さらに、こちらからの返答も基本的に文章になる
から、こちらの説明が間違いのないように伝えられなくては
ならない。従って、その製品に対する知識が豊富だからという
理由でサポート担当にしてしまうと、エンジニアになって
しまうことが多く、そうすると、専門用語を平気で使うエンジ
ニアは多いので、顧客はますます混乱してしまい、サポートの
手間がもっと増えていくのである。相手の知識や、相手の立場
を考えて、噛み砕いて解釈し、さらに、文章力がなければ、
サポートはできないのである。
文章力ということと合わせて、冷静さという要素も必要に
なる。文章だけでのやりとりになるので、クレームなどは、
どうしても文章が”厳しい”表現になっているものが多く、
これに対して感情的になって、返答してしまうと取り返しの
つかないことになることがある。特にメールの場合は、履歴が
残ってしまうので、後々、面倒になってしまうのである。
だからこそ、そういう感情的なメールに対して、冷静に対処
して、丁寧な回答をしていくという”スキル”が要求される。
（もっとも、これらは、対面でも、電話でも同じことでは
あるが、メールは、とにかく履歴が残ることを意識して
おかないといけない。）
メールで問い合わせがあった場合に、まずは、受け付けた
ことだけでも返答すべきである。これは、筆者も経験があるが、
サポートがうまくできている企業は、まずは、受け付けたことを
メールで返答し、そこに受付番号が記載されている。その
受付番号で、それ以降のやり取りをすると、担当者以外の人でも、
今までの履歴を参照しながら回答してくれるのである。
しかし、ひどいところは、何もメールを返してこないで、受け
付けたかどうかも分からない状態になる。何通もメールを出し、
最後には、電話（そういうところに限って平日の１０時から５時、
しかも１２時から１３時までは昼休みで留守電なのであるが）を
すると、”調査中です”という言い訳としか思えない回答をして
くる。さらに、それ以降は、日中に家に電話をしてきて、留守電に
”平日の何時に電話をかけてくれ”というメッセージを平気で
残している。こうなると、何のためのサポート用のメールなのか
分からなくなってくる。
インターネットでのサービスを利用したり商品を購入する人は、
日中は連絡が取れないからそういうサービスを利用することが
多いのであり、そういうことを考慮してサポート体制を組んで
おかないと、顧客を取り逃がしてしまうことになるのである。
サービスや商品だけでなく、その後のサポートについても顧客の
利用状況を考慮して考えたいものである。
